00:01:38: Are thinking about it differently.
00:01:40: They're thinking about engagement not just as marketing function but also as an enterprise wide growth driver.
00:01:48: Their connecting marketing service sales commerce to truly understand their customer really holistic way.
00:01:59: All kinds of data.
00:02:01: Not just the data that we traditionally think about as marketers, but they want real-time data thats coming from their whole operation.
00:02:07: Inventory, fulfillment pricing what a customer is doing in the moment and focus on that customer extends to outcomes.
00:02:16: so when I think how they are thinking about business outcomes not worrying things like clicks or reach which we talk about often as marketers They're thinking about loyalty.

00:03:31: and How do football clubs engage with their customers?
00:03:37: or are they fans?
00:03:39: And actually Bayern Munich as a customer of ours.
00:03:41: So there's really great example some exciting things that they do when they think about Customer Engagement.
00:03:48: what they call it is Fan engagement.
00:03:49: Wie sind sie mit ihren Fans engagiert?

00:03:52: Wie denkt sie sich auf die Erfahrung, was ein Fan hat mit dem Klub, der komplett holistisch ist.

00:04:06: But it's so much more.
00:04:07: There is all the digital channels you can engage with, there´s a content that you could be engaging in boat and thats two way conversation.
00:04:14: There are all of the merchandising elements which are fundamental to funding what football today how was part of both experience for fans but also business outcome and fundamental bottom line at club not different actually
00:04:29: Ja, natürlich.

00:05:01: Expect and you know well over a third of brands of customers excuse me expect the brand to understand them.
00:05:08: they wanna know.
00:05:08: I expect You do who i am if i interact with you on a regular basis.
00:05:11: what?
00:05:12: I like when I don't.
00:05:13: Unfortunately I another third people also film this understood because We dont see Brands Necessarily reacting To those two The signals that Were giving Them.

00:05:34: Personalisation muss immer alles passieren across every single engagement.

00:05:47: that's not personalizing the overall customer experience taking into account what's happening in the moment.
00:05:55: that might be real time and showing me you understand i'm interacting with u right now.
00:06:00: What do I want?
00:06:02: And it has been true for a long, long time but poor experiences cost brands money and poor experiences are giving me wrong offer.
00:06:13: sending an e-mail for an offer of product example bought a week ago asking questions about who am asking from my data.
00:06:23: Das habe ich dir schon gegeben.

00:06:33: und dann frage dich, ob du etwas wichtig warst.

00:06:42: Was hast du damit gemacht?
00:06:43: Es wäre ziemlich gefährlich, wenn du den Konsumer endest.
00:06:47: So ist das, was Brands wirklich denken müssen.
00:06:49: und warum Personalisation dieses... dass so viele Menschen es wirklich, wirklich gut machen.
00:06:56: oder für das Stryen.
00:06:57: Du musst deine Daten haben und sie unabhängig sein.
00:07:02: Man muss die Real-Time Signale reagieren können.
00:07:06: Man kann die Dinge, was mit einem Kussner passiert, connecten können, um auf eine operative Basis zu bringen – wie ein Unternehmen.
00:07:13: Das sind nicht alles, die du nicht kannst behaupten.
00:07:16: Und die Realität ist, dass du nicht
00:07:19: alle das tun kannst – effektiv in heute's Welt ohne AI.
00:07:21: Okay, AI will change this personal thing.
00:07:24: So if I see the daily routines of us all... ...I mean we do something with chatGPT when we plan our holiday or do the most important purchases.
00:07:38: then i also can imagine that in future offers get personalized by AI.
00:07:46: Oh absolutely!
00:07:49: The trick is, how are you balancing out what AI is doing and what a human is doing?
00:07:58: And do have the right processes and data accessible so that AI can activate for you.
00:08:06: Absolutely!
00:08:07: AI will be able to move more quickly than you or I can – not just reality but only on the context it has.
00:08:17: So, if AI only knows... Let's say you asked five questions of ChatGPT or whomever.
00:08:27: But I only know about one of them.
00:08:29: You're not going to get a very personalized offer then because I don't have ... AI is not giving the data To actually make it personalized and show the context Of what we were asking about.
00:08:40: Perhaps you ask a fairly general question And went on with more specifics.
00:08:45: maybe you were looking to buy a shoe from Puma and you asked specifically, do they have?
00:08:50: what shoes from Pumas could I get that are best for football.
00:08:57: And then if i only respond to the icing of the cake right?
00:09:03: The interior is your shoe size Bittschirr looking for something that is particularly effective in wet weather versus dry weather.
00:09:21: All of that, it's personal information you shared and I can act on to make the engagement and experience much more impeccable than making a happier customer.
00:09:33: hopefully make your customers willing to purchase.
00:09:36: because at the end one thing we see retailers brand where competition happening with the experience because it's not just a product that people are choosing, cause they see so many similarities in their products today.
00:09:52: So how do you differentiate?
00:09:53: You differentiate by offering an experience.
00:09:56: I differentiated by knowing and offering to all those things you've told me whether at them all at once or over period of time through our interactions And i have given you the right offer the information you give me.
00:10:13: And I always think that's so important, because when a customer interrupts at their brand and they give away personal information... That is value exchange!
00:10:24: Because i'm giving something valuable to me whether it´s the fact that I love the color pink or my birthday isn't May or whatever information It is.
00:10:33: That´s information that´s valuable for me.
00:10:37: Aber ich habe auch gesagt, dass du dich um das zu tun und nicht aufhörst.
00:10:42: Und das ist ein Teil des Wertes.
00:10:44: Das ist was die Betreuung über Zeit bietet.
00:10:47: Die Frage ist, bist du in einer Position wie eine Firma, um diese Informationen zu sammeln?
00:10:52: Geht es irgendwo an, wo man sie benutzen kann, sodass es keine schwarze Daten gibt?
00:10:57: Was wir nennen für Informationen, mit denen man sie nicht benutzt.

00:11:02: Ansonsten haben uns die Firmen bei der Engagement-Index-Survey erzählt, dass sie schwarzer Daten hatten.
00:11:09: Jeder von uns kennt diesen Moment, also ich gehe zu einem Hotel.
00:11:15: Sie müssen mich wissen, aber sie sind nicht allowed zu wissen mir.
00:11:19: Du meinst
00:11:20: das?
00:11:21: Ja!
00:11:21: Egal ob es dir nicht allowed ist oder ob sie einfach nicht die Daten connecten.
00:11:27: Vielleicht sind sie allowed, dich zu kennen.
00:11:30: Vielleicht hast du in allen verschiedenen Richtungen geoptet, besonders in Deutschland.
00:11:36: Sie haben die Frage oder viele Fragen ausgebildet.
00:11:40: Sie haben das Datum verwendet, sie haben die Optin- und Double-Optin-Boxen gecheckt.
00:11:45: Sie antworteten eine weitere Kommunikation, um zu sagen, dass ich es tatsächlich mache.
00:11:50: Also, ihr habt eigentlich viel Vermission geben, um dich anzunehmen.

00:12:16: The answer you have given us yes because we trust that brand in the right way.

00:12:35: Ja, so I think it's always a question of law and of course how you integrate things into your daily business.
00:12:48: back to FMCG purchase decisions often spontaneous and happen across multiple channels.
00:12:55: So How does this change?
00:12:56: The way brands need to approach custom engagement
00:13:04: purchasing over multiple channels is something that's been going on for a long time, right?
00:13:07: I don't think this is news to us.
00:13:11: It took a long-time for this family kickoff but now yes absolutely.
00:13:15: we know that FMC decisions are fast.
00:13:17: it can be quite emotional driven by an impulse so how does the brand handle that?
00:13:24: well We talked earlier about your engagement being both personalized and being continuous.
00:13:30: if you're engaging continuously across different channels, and not just running outbound campaigns to your customers.
00:13:39: Then you're going have a rolling pace of engagement so that you are gonna understand where your customer is at the time.
00:13:45: You'll be able to have those signals from them about what they think about it What's their excitement?
00:13:59: that changes it.
00:14:01: That's how brands, products go viral these days right and people jump on the bandwagon of buying this.
00:14:06: so are you a brand understands but thats happening?
00:14:11: Are able to capitalize in moments?
00:14:13: or do you recognize those customers dass die gott an tec talk?
00:14:31: they want to be involved in that?
00:14:32: you can see the moment of truth so you can also cover all this moments after chopper journey in the s?
00:14:41: a?
00:14:41: p engagement cloud.
00:14:42: right.
00:14:43: You absolutely couldn't pull it all about data so you could act on.
00:14:46: yes you can you cannot.
00:14:47: you can be across all different channels consistently and you can get Poling in the interactions you're seeing so that you can act on them consistently across all those different channels.
00:14:59: So yeah, and it's i think that in todays omnichannel world which is fundamentally what we are in That is fundamental an the brand to do a well Do it really?
00:15:07: Well and I'm really successful at some of our customers look at Gibson guitars as great example some exciting things they do across their different channels understand dass die Engagements und die Interaktionen einfach so wichtig sind, wenn nicht mehr wichtig sind.
00:15:23: Wenn die Engagements nicht transaktional sind oder wenn sie
00:15:28: sind.
00:15:28: Ich würde es sagen, das ist der Weg von Engagement, aber im Endeffekt geht es um Growth, also geht es darum...
00:15:34: Es betrifft was du tun willst.
00:15:37: Ich denke, ich glaube, die meisten Branden verstehen heute, zumindest hoffe ich, dass du nicht eine effektive Kustomer-Experience bildest.
00:15:49: if you only focus on the interactions that are actually transactional.
00:15:55: You're going to have more engagements along the way, not every engagement is gonna be a transactional
00:16:01: engagement.".
00:16:02: So yeah so if you want my loyalty and customer lifetime value when you want those monetary business outcomes your providing me with holistic experience.
00:16:12: sometimes thats just gonna about me feeling dass ich von der Engagement gewohnt bin, weil ich etwas gelernt habe.

00:16:54: Ich brauche einen univielführenden Profil, der mir sagt, dass es dir ist und dass du vielleicht noch ein Ressourc-Journey oder ein Kustner in Erfahrung bist oder ein Buying-Jurney von einem dieser Pläne zu anderen diese Plänen zu anderen diesen Plänsen.
00:17:08: Und das muss kokesisch sein.
00:17:09: und ich trete dich so auf.
00:17:10: Das betrifft die Channeln, Wenn ich weiß, dass du schon ein Verkaufsteller bist, dann kann ich dir eine Kupo senden.
00:17:22: Und wenn nicht, dann sende ich dir was anderes.
00:17:28: Exakt!
00:17:30: Oder du weißt vielleicht, dass
00:17:33: ich ein langsamer Customer bin.
00:17:38: Und wenn ich nicht kuppe,
00:17:42: dann habe ich keine Vorteile von mir.
00:17:46: Vielleicht ist das, was ich mag, für einen speziellen und private ONE HOUR im Store zu sein, in dem du mir neue Produkte anoffen kannst, die noch nicht verabschiedet sind.
00:18:03: Vielleicht bist du so.
00:18:03: Du sagst ja, The store normally closes at five, but we've invited thirty of our special customers to co-op at five thirty six.

00:18:20: Yes that might be what I respond.

00:18:23: so when you talk to Rita in customer brands which customer engagement or yeah CX challenges come up again.
00:18:32: So, I think we started to talk about that.
00:18:35: I'll start with data because i've talked a lot about that.
00:18:37: but don't you can separate all of this from data?
00:18:40: so Data landscapes are inaccessible and systems are fragmented.
00:18:47: That's huge and leads immediately To the lack real time customer visibility behind the reception desk, hotel you went to.
00:18:56: The other night that wasn't able to tell didn't know that every time he stayed in a hotel even though it's the up team time you've stayed but she always want high floor and you alway wanna quiet room an you like soft pillows because I was be.
00:19:10: why?
00:19:11: Because i lack real-time customer visibility.
00:19:13: nothing popped out to tell me Wenn die ganze Organisation nicht über das gleiche Objektiv ist, dann sind sie nicht in den selben Direktionen, sondern im Opposite Direktions.
00:19:29: Das shared Objektive ist ziemlich wichtig.
00:19:33: Wir haben darüber gesprochen, der Bedürfnis zu wissen, wer du bist und mit dir interaktiert und auf alle anderen Channels zu orchestrieren, wiederum willst du keine Erfahrung von diesem Hotel.
00:19:45: online in a very different experience with that hotel.
00:19:48: when you walk into the hotel itself, it sounds like perhaps he did so.
00:19:52: That's great example of what people are running to.
00:19:56: I think there is also at this moment a gap between everybody ambition around what you can achieve und was du eigentlich führst.

00:20:21: Und wenn du nicht den Zeit hast, eine solide Foundation zu operieren oder aufzuweichen, dann wirst du in Trouble gehen.
00:20:29: Eines unserer Kunden ist Jack Wolfskin Rennen zu exakt wie das an.
00:20:35: They very much focused on using engagement cloud to combine first party data in a i two look at personalizing journeys real time across all those touch points and it takes into channel preferences and thinks about behavioral triggers and makes you ask me about will I make make a personalization we got is making the next best recommendation based on what they are knows by what doing at the end of day.
00:20:59: that makes me or use a customer.

00:21:21: Of course you can.
00:21:22: I mean, think about... You're going to have different customers in different parts of a city or country and you might have customers all around the world.
00:21:35: Preferences in terms of the channel that they want to engage.
00:21:39: Some will probably be defined by some of their demographics, I mean certainly we have other data which talks about differences between Gen Z versus Gen X or baby boomers where like to engage and what are going most comfortable doing.
00:21:53: you gotta know where your customers Nehmt zu sein, wo sie sind.

00:22:21: No.
00:22:22: Maybe there are some AI use cases, where do you see the most exciting use case for AI-driven customer engagement in marketing commerce or customer service?
00:22:31: So I mean i'm a marketer right so im gonna get excited about marketing as a place to start and we've talked alot about real time personalization already And how also this certainly within the right boundaries using AI To help generate content and optimize your content can really suit.
00:22:47: But I also talk at the beginning of how important it is operationalizing engagement rise enterprise wide in connecting everything.
00:22:55: so.
00:22:56: In fairness is just as exciting as impactful.
00:22:59: to look at some of the use cases that are across cx, you know within commerce for example you can.
00:23:05: Use promotions to adapt to be inventory and demand do have a real time.
00:23:08: that's pretty cool for company will do that.
00:23:11: customer service we're seeing.
00:23:12: i provide more proactive support faster resolution which makes customers service loyalty driver.
00:23:19: Und so often, those interactions could be negative.
00:23:21: But here's a way that AI is helping to turn them into positive and actually help in gender loyalty rather than potentially to damage
00:23:28: it.".
00:23:29: So I think as AI shifting from just kind of niche tools really autonomous execution across processes an workflows.
00:23:39: you'll see the impact at these use cases And The huge shift for all uses case allows the ability us humans working with this think about being creative accelerators as i is starting to automate and drive some of the tasks for us.
00:23:55: Okay, we have a lot off about agentiq ai und agentiqi marketing right now.
00:24:01: what does this mean for srp or sap?
00:24:04: And what impact will it have on fmcg in retail?
00:24:08: so absolutely everybody's talking about right.
00:24:11: i mean yeah I don't think you can pick up paper without hearing about AI or agentic moment.
00:24:16: SAP hat eine Vision für ein autonomisches Enterprise.

00:24:24: Für uns besonders mit Engagement Cloud denken wir über die Autonomous-CX-Vision.

00:24:37: Wir gehen in ein Marketingworld von einem manualem Campaign-Exekution an.
00:24:46: Marketers are still defining the goal here.
00:24:48: What AI is doing, it's handling things like segmentation and channel activation an optimization for you And do that within SAPs vision because AI agents using full business context they have all of that customer operational data we've been talking about.
00:25:06: then you can multi agent systems collaborate and work across platforms.
00:25:11: execute these end-to-end workflows.
00:25:14: Sie schauen mehr auf die FMCG und den Retail.
00:25:18: Du siehst viel schneller Erleichterung, besseres ROI, reduziert Komplexität und absolut mehr relevantes Erfahrungen für Kunden.
00:25:29: Aber nichts passiert ohne diese unabhängige Datafoundation, die wir über unsere Zeit geredet haben.
00:25:38: Aber im Endeffekt wird es besser, mehr relevante und intensifische Experienzen für Kunden sein.
